How to tackle AI misuse in frontline services 

From note-taking tools to chatbots, AI is everywhere. While many organisations across health, social care and other frontline services are seeing promising results, this powerful technology also comes with risks. In this article, we explore the key pitfalls, and how you can avoid introducing them into your organisation. 

Introduction

AI tools are being embraced by frontline professionals for good reason. Services are under immense pressure, access to support is increasingly stretched, and many workers across public services are at risk of burnout. At the same time, the demands for accurate, compliant documentation continue to grow.

New technology offers an opportunity to ease that burden. A recent report from Community Care found that 87% of social workers who use AI tools say their experience has been positive.

But not all AI tools are created equal. Unspecialised, low-quality or generic systems often fail to meet the specific needs of the frontline environments such as health and social care.

Avoid off-the-shelf tools

Generic AI tools that have not been designed for specialist frontline work often struggle with the nuances of professional practice.

For example, some tools automatically censor sensitive language such as swear words or references to sexual abuse. While this might be appropriate in other settings, it removes information that is critical in professional documentation and case records. Omitting details like these can undermine the accuracy of case records and have serious consequences for decision-making and safeguarding.

Technology is most effective when it is built with the people who will use it. The needs of an occupational therapist in the Orkney Islands are very different from those of an educational psychologist in Hackney or a care worker in Doncaster. Tools need to reflect the realities of day-to-day practice.

While organisations with large technical teams may be able to customise off-the-shelf products, most providers are better served by working with specialist partners who understand their specific context and needs.

Prioritise data security and privacy

Handling sensitive information in frontline services requires the highest standards of data protection.

Entering confidential client, patient or service user information into a standard chatbot can create serious privacy risks. Organisations should look for tools designed with privacy by design principles, including:

  • A clear commitment not to use customer data to train AI models
  • Robust security credentials such as ISO27001 and Cyber Essentials
  • Full encryption of data
  • Flexible data retention policies
  • A provider with a proven track record in the sector

Security should be embedded at the core of any AI system, alongside clear and transparent workflows that help organisations understand how data is used.

Watch out for unexpected overheads

Establishing clear policies around AI usage is essential. Without them, staff may start experimenting with unvetted tools on their own. Alongside privacy risks, this can lead to inconsistent or chaotic working practices.

Training and support are also critical considerations when choosing a provider. AI tools are still new for many practitioners, and organisations can quickly find themselves carrying a significant training burden.

Before adopting a system, it’s worth asking:

  • What training resources are available?
  • Is there a dedicated support team?
  • How easy is the tool to integrate into existing workflows?

Working with providers who offer strong onboarding and ongoing support can significantly reduce the operational overhead of introducing AI.

Understand AI’s limitations

AI can be a powerful assistant, but it cannot replace professional judgement or human empathy.

AI-generated notes, reports or summaries should always be treated as a first draft rather than a final record. Practitioners should review, edit and sign off documentation before it is entered into internal systems or official records.

Some generic tools lack built-in editing features that make this process easy, increasing the risk of errors.

As social worker Mma Ken-Akparanta wrote in an article for BASW:

“Artificial Intelligence will never replace observation, empathy, or ethics. But with thoughtful implementation, it can free us to use those human skills more. This tool doesn’t replace social work. It enhances it, but only when paired with the critical lens we bring to the work.”

AI done right

When implemented responsibly, AI has the potential to transform frontline services. It can reduce administrative burden, help services manage growing demand and ultimately improve the quality of support people receive.
